Provide a joined-up experience across channels

People move between devices, locations, and support channels without noticing your org chart. The experience should still feel like one service.

People may start on a phone, continue on a laptop, or visit a face-to-face location. The experience should feel coherent: consistent information, shared progress, and clear routes between channels.

Joined-up design covers digital and non-digital routes: face-to-face, phone, post, and third-party intermediaries. Information should be consistent, progress should be visible where possible, and users should not have to re-enter data they already provided elsewhere in the journey.

Channel strategy is not about forcing everyone online. It is about making each channel coherent and ensuring users who need human support can get it without penalty.

  • Channel map showing how users enter and move between routes
  • Consistent language and information across channels
  • Shared reference numbers, status updates, or progress indicators where feasible
  • Assisted digital and phone support integrated into service design
